We’re very sorry to read about your experience and the frustration this has clearly caused.

Firstly, we are reviewing the calls you had with our support team and an internal review will be carried out to address this. This is not the experience we want any customer to have, and we take this type of feedback seriously.

Secondly, the details you were asked for such as your phone number, date of birth, and address are standard security questions used to correctly identify your account. This is a necessary protection measure for all customers. Any additional questions you were asked were intended to help our team understand the issue you were experiencing so they could try to resolve it for you.

We have also reviewed the email correspondence with our team and can see that replies were issued from our side. In several instances, it appears no further response was received, which may have contributed to the delay in resolving the issue.

Finally, while you had the app already installed, there are situations where updates need to be made on our system first. In those cases, our team may advise deleting and reinstalling the app so that you can log in or create your account correctly once the changes have been made.

We understand how frustrating this process must have felt, and we sincerely apologise for the inconvenience caused.

We’re sorry to hear you were disappointed with your experience. The reloadable card does carry transaction and top-up fees, which are necessary to support the cost of operating the card programme, including card issuing, payment processing, security, and customer support.

To clarify, these fees have been consistent on the card and have always been clearly and publicly available on our website, so customers can make an informed decision before using the card. There are no hidden charges.

While we respect that the fee structure may not suit everyone, we do appreciate your feedback.
